Most contact center dashboards are full of numbers, and very few of them describe what customers actually experienced. High volume does not mean good service. Fast first replies do not mean the problem was solved. A closed case does not mean a satisfied customer.
Here are five metrics that reflect the real experience, and why most dashboards miss them.
1. Speed to resolution
First response time gets the attention. Resolution time gets ignored. What matters is how quickly the issue was solved end to end, including handoffs between AI agents and live agents, channel changes and follow-ups. A fast first reply followed by three days of back and forth is not good service.
2. Context retention
Did the customer have to repeat themselves? Every repeat signals that history did not travel with the customer. It is one of the strongest signals of quality and one of the least measured.
3. Resolution quality
Resolution is not a yes or no. A case can be closed and still feel unresolved. Real first-contact resolution means it was handled cleanly, without restarts, transfers or confusion. When every agent works from the same record, quality stops depending on luck.
4. Policy and trust signals
Customers trust you when answers are accurate, consistent and within policy. With AI agents in front of customers, you need to see every answer scored against your rules, not a sample reviewed a week later.
5. Consistency across channels and agents
Customers do not think in channels. If chat, text and voice feel like different companies, the experience breaks. The same goes for AI agents and live agents. Measure them on one rubric so you can see where the experience changes.
Why most dashboards miss these
These metrics need the whole conversation: every channel and every agent on one record, labeled with the outcome. Most platforms only see their own slice, so they report what they can count instead of what matters.
On Palera, every conversation is scored on your rubric, AI agents and live agents alike, and you can build any KPI from that record without exporting anything.
The takeaway
If these are not the metrics you track, your data may be telling you a comfortable story instead of an accurate one.
